How is agent utilization counted for case since a case can go on for days? How does it impact forecasting and capacity? For eg if capacity of agent is 2 cases in a day and one of the case goes beyond the day , then in this case how will the system show the capacity next day?

As I am not aware of anything on dynamics 365..Now I am willing to learn to avoid the escalations from the client .. even my team didn’t inform the client regarding the that… I am facing issue because I am not aware of any functionality and work flow … could you please help to over come on that…..
